A photo of Kevin Hodes smiling in front of a microphone. On the latest episode of The Swypit Show, I sat down with one of the most fascinating guys I’ve had the pleasure to meet. Former Kansas City police officer, and former FBI Lead Hostage Negotiator, Chris Voss is also a best-selling author, as well as the CEO and Founder of The Black Swan Group where he and his team teach business leaders how to become the most effective negotiators. After reading his famous book Never Split The Difference, I had to meet the man. Not only did I meet him, I became an Executive Producer of the documentary film, Tactical Empathy, which is the story about Chris and his son, Brandon, and how they sharpen the negotiation skills within organizations across the country.

From the Police Force to Hostage Negotiation for the FBI

Because I read the book, I knew that Chris started out on the police force in Kansas City, Missouri. I asked him to share his story of how he made the transition from cop to FBI. Chris shared that he was trying to make the SWAT team on the police force. He was getting a little bored. He knew he wanted to grow and learn more and help more. His father encouraged him to go into federal law enforcement. At some point along the way, Chris met a secret service agent who told him that hi job had him traveling all over the world. That sounded like a cool job to Chris. So, he applied to the FBI, to hired, sent to Quantico for training. And, then he said, “My world expanded.” For Chris the move was all about growth and making a difference.

The transition to hostage negotiator came later. Chris shared that he still wanted to be on a SWAT team. Though he didn’t make it with the police department, when he joined the bureau, he did get to the FBI SWAT team. He was sent on a few operations through his position in Pittsburgh, then got transferred to New York. During his time in New York he tried out the the FBI’s hostage rescue team, which Chris said is the FBI’s version of the Navy Seals. He said that all these guys on this team do is train and practice for tactical events. While training, Chris reinjured his right knee, something he still deals with today. The injury prevented him from staying with the SWAT team, but he knew he wanted to stay in crisis response. Chris said, “I like it when people have to make decisions. Procrastination is the bane of my existence.” He added, “You know, the risks and costs of comfortable inaction, as Kennedy said, far outweighs the cost of making mistakes.”

Chris didn’t know what the hostage negotiators did, but he did know they were not with the SWAT guys. He just thought, “How hard could it be I talk to people every day?” As you can only imagine, it’s far more complex than that, but when I got into it and I got trained I loved it. It was more satisfying than being on SWAT ever was and I love SWAT.

Applied Emotional Intelligence

As Chris pointed out in our conversation, the basis of negotiation whether you’re negotiating a business deal, or a hostage release is basically applied emotional intelligence. According to Chris, curiosity is an indication of emotional intelligence, and he considers curiosity to be a superpower! He basically sees that curiosity starts to ramp up learning and all education is a result of experience. The mechanism that can be identified to shorten everybody’s learning curve, Chris shared, is called labeling. He said that labels are basically when we name an emotion, dynamic, or an instinct. It’s identifying the feeling that you experience in the moment. He gave the example of a salesperson going for a “yes.” He said most people are just going for that “yes”, they’re not really listening to the emotions behind the yes. So even if they get the “yes” they’re looking for, it may not be a solid sale. If your emotional intelligence is high you may sense the person is holding back. When you’re wanting to develop a long-term business relationship, you want the other person to know you’re really listening. So you might sense they’re holding back and say to them, “it seems like something’s holding you back.” Then the conversation can really begin. This approach builds trust. Chris told me that this is a technique they came upon through hostage negotiation and crisis intervention. This allows people to give you the unvarnished truth instead of thinking about and constructing an answer. When you really want to build a great relationship and move forward together, you want the real answer with all of its warts and ugliness. You want the good and the bad.

Mirror Neurons

I asked Chris to talk about mirroring behaviors as a method of disagreeing with someone without being disagreeable. Chris talked about mirror neurons from a layman’s perspective.

As Chris pointed out, “Being the lead, you’re the person the one you’re negotiating with is going to mirror. So remember “calm is contagious. Enthusiasm is contagious. Smiling is contagious.” The mirror neurons pick up whatever emotion you are exhibiting. So, in a tense situation if you’re calm it helps others in the room feel calm.

I’m going to share some customer service stories that reveal the good, the bad and the ugly of this side of doing business. But first let’s look at what causes poor customer service in the first place.

The five main causes of poor customer service include:

  1. Hiring the wrong people
  2. Lack of training
  3. Employee burnout
  4. Misunderstanding customer expectations, and
  5. Lack of employee engagement

I preach this stuff all the time. Let’s talk about hiring the wrong people. You know, you can read somebody’s resume, but what you might not know is that they hired somebody to professionally write their resume. So, the resume looks good and then that person with the good-looking resume gets hired. When they get that job, that’s when you find out that resumé was baloney and the person can’t do the job they were hired to do. People are just going to say anything they ca to get a job these days, so as an employer you must be able to recognize the slackers before you hire them. Employers need to take extra measures when hiring people particularly if they are going to represent your company as a customer service representative.

Another cause of poor customer service is lack of training. It seems to me that customer training goes something like this today. “You’re hired. Now, here you go. Here’s the script. You’re going to log into this thing and you’re going to read the things here, based on certain words the customer says to you.” Then those customer service reps are trained to put you on hold so they can try to figure out what’s really wrong. Next thing you know, the call has failed, and you have to call back again! Listen, I fight this every day for our clients.

Now, the last thing on the list that causes poor customer service is lack of employee engagement. Think about this: people will call up, get customer service and talk to them. Then the customer service rep says, “Yeah, we’ll get back to you.” Then you know what happens? Absolutely nothing. They don’t get back to you.

Swypit Does Customer Service Like Nobody’s Business

We do customer service differently at Swypit. A straight five-minute phone call from me to my clients is all it takes to assist our clients when things go wrong and make things run right. Hey, if it’s necessary we’ll spend fifteen, twenty minutes, even two hours on calls to find out all of the issues if our clients have a problem. Do we have a lot of these instances where we’re on two- hour, three-hour phone calls? No, our clients get the best customer service. If there is a problem, we solve it immediately. If there’s a bigger issue, then we’re going to do the work to find out what it is. And then we’re going to get back to the client and give them the solution.

I did a customer service call just the other day for one of our clients. We needed to fix something. We got it swapped out. We got it fixed and then they said, “I need to get a copy of this.” Boom! five minutes later they had a copy of the information. there wasn’t anybody calling in and waiting two or three hours. We did all the work to assist them. That’s what good customer service is. That’s what it’s like to work with Swypit. That’s customer service at its best!

It’s All About Content

When it comes to marketing, Matt told me, it’s all about content. He told me and the Swypit audience that if you have a business you need to be creating content on the go. He said if you plan a trip somewhere, you can create amazing content to post at a very reasonable cost. When he was in Ireland, he and his wife, Nadia, took some time after the honeymoon to go to the second largest tech conference in Europe, the SAS Conference. He and Nadia were posting so many amazing photos and videos, that Matt started getting questions about how he was able to get such great photos and videos. Which led him into sharing this hack.

Matt said wherever he travels to, he goes to Instagram and types in “photographer” or “videographer” and the specific location he’ll be visiting. You’ll get all the working photographers and videographers in the location you’re traveling to. You can click on their accounts, pull up their content to see their work. You can then reach out to the individuals you want to consider. Then you get to negotiate and sign them on for a few hours to take pictures and videos in your travel destination. How cool is that? Instead of having to do selfies and post awkward poses and pictures, you’ll have professional great content to post! Matt said that sometimes he’s been able to hire married couples who work together, where one of them is a photographer and the other is a videographer. You just have to do a little bit of research.

Matt said, “It’s not that expensive and what you get in return is high-quality content that you can use to build your brand.”

Matt also shared a little tidbit from when they were on their honeymoon, he and Nadia went horseback riding. The horse that Nadia rode was in Game of Thrones! How cool is that? And those pictures are posted on Matt’s LinkedIn site if you want to go see it!

Matt’s Event Hack

Matt says what drives him is that he wakes up every day wondering, “What am I doing to be different?” He said that he’s always looking for shortcuts, for hacks and strategies that nobody else is doing. One thing Matt discovered as we’ve gotten past all the pandemic fears is that events are back. Conferences are back and Matt shared a great way to get people to your event and to find events that you really want attend.

Matt knows how to use LinkedIn better than most people. He said if you’re hosting an event or attending an event put it on LinkedIn Events. He took us through the process of either posting your event on LinkedIn or searching for events you’d like to attend. It looked so easy that I’m pretty sure I can do it myself now. He talked about creating banners and utilizing a company called Canva. Matt explained that Canva is a graphic design platform that is used to create social media graphics and presentations. The app includes readymade templates for users, and the platform is free to use!

After you’ve created your event, Matt told us that you can share it in a post on your LinkedIn site or through LinkedIn share. You can share this graphic in a post or you can share it a message. All you have to do is copy the link to share. The point is…share it everywhere!

The Proud Daughter of Captain Dennis Michael White, U.S. Air Force

 

Sarah shared with the Swypit audience that she grew up in Georgia with her mom and younger brother who both still live there. She explained to us that her dad, Captain Dennis Michael White of the United States Air Force, was the weapons systems officer in the backseat of the   F-15 Striker Eagle. For anyone who has seen the movie Top Gun, Sarah’s dad was like the character Goose. He was the navigator in the back seat. Back in 1995, over Easter weekend, Captain White went out for a routine flight check off the coast of North Carolina where the family was living at the time.

On that day, Sarah shared, her dad and his pilot experienced spatial disorientation and were forced to eject from their aircraft. She then said, “My mom and my brother and I got that fateful knock at the door the next morning from the Squadron Commander, the Squadron Commander’s wife, a preacher, and our neighbor letting us know that there had been an accident. The pilot survived, but Captain White’s body was never recovered from the Atlantic Ocean. Sarah was just six years old at the time. Her brother was four.

Difficult Times, High School, College, and Financial Aid

Sarah explained that her mom was just trying to keep her head above water over the next several years. Sarah went to work as soon as she turned 16 and could drive. She worked at a local Chick-Fil-A through high school.  When she was a junior in high school she started applying to colleges and searching for financial aid opportunities. It didn’t take long for her to realize there was very little financial assistance for families like hers. Nonetheless, she got into Auburn University where she worked in the admissions office through all four years. It was during her sophomore year Sarah discovered Folds of Honor while doing a Google search for financial aid for military families. She applied for aid through Folds of Honor and that’s when lots of good things finally started happening. Through her scholarship application Folds of Honor, which was a young organization founded in 2007, the year Sarah graduated from high school, Sarah’s story came to their attention. Sarah was invited to share her story at a local press conference in Atlanta. That’s when she met Folds of Honor founder, Lieutenant Colonel Dany Rooney.

Sarah became sort of a spokeswoman for Folds of Honor, speaking and sharing her story through the rest of her college years. She graduated in 2011 with a degree in marketing and ended up moving to Dallas. She got a job in medical sales and did that for three years, while she continued doing a little bit of speaking on the side for Fold of Honor. As the organization grew and expanded, they wanted to hire more people regionally. That’s when Sarah was given the opportunity to get on board full time with Folds of Honor.

First, let me give you a little background on Matt.

From Canada to Latin America to India to Texas

Matt shared with me that his dream was not to be a marketing guru. Instead, he thought he was going to be a pastor. Matt has a passion for helping people. He got his degree in education and started to pursue the non-profit world which led him to serving communities in Latin America, the Dominican Republic, Cuba. Then his passion for service took him to India where he started an orphanage. By the time Matt made his way to Texas, in 2015, he discovered he had a natural talent for marketing. He shared with me that this talent probably came from his dad who was in purchasing and marketing.

Perpetual Marketer

Matt didn’t call himself a “genius” but I am calling him that. He has a different term for what he does naturally. He told me, “I’m just one of those guys like when I find something good, I’m always telling everybody about it. Like, they’ve got to try this new restaurant. They’ve got to drive this car. They’ve got to go to this show, watch this movie. I’ve always been that guy. So, I’m a Perpetual Marketer.” Matt sees marketing as taking a message and getting it in front of the right people. If you’ve got a product or service you want to share with the world, Matt can show you how to do that. “That,” Matt says, “is essentially what I do.”

Growth Hacking, Social Proof, Viral Giveaways and More

Marketing, as Matt reminded me, is a big broad term. He said that “As technology grows and develops new subsets of marketing become more popular. For instance, ten years ago no one knew what influencer marketing was. Just a few years ago no one knee what growth hacking was. Just like if you were to have talked about email marketing 50 years ago, people wouldn’t have known what you were talking about.

What Matt does that other marketers aren’t doing, which makes him unique is he looks for talented people who are specialists in their area of marketing. So, if you need a great SEO team in your strategy, Matt can help you. If you what you need is B2B lead generation, that’s Matt’s specialty. He calls his number one, B2B lead generation program Leadstorm Business.

The main point Matt made is that there are fundamentals of marketing ultimately that will never change, but technology is always going to change. According to the way Matt sees it, “Tactics may change but strategies for the most part will stay the same.”

Growth hacking is a new marketing subset that is like taking a shortcut. Matt calls it a fun way to short cut a trajectory to growth. He explained it this way: all the social media platforms have algorithms and you’re constantly fighting against the algorithm. For instance, Matt asked me, “Did you know on your Facebook page if you post something organically on your Facebook page, Facebook is going to show it to maybe 5% of your audience. You think that’s not fair because it’s your page. But it’s their platform so they can do whatever they want.” He went on to explain that growth hacking finds a way to get your message to 100% of your friends.

Steven and I kicked off the episode by swapping stories on our early work life. As it turns out, he and I both worked at McDonald’s during high school! Steven was the grill guy, then got promoted to be the fry guy. As a guy who loves to cook and went on to be a professional chef, I too started out cooking burgers during my McDonald’s days. Man, those were some interesting times.

Motivated by an Interest in Business, Health and Helping Others 

I asked Steven how he came to the insurance business. He shared that he knew he wanted to do something in business, so that was his focus in college. He was also interested in health and knew he wanted to help people. He became a personal trainer and started working in a gym parttime during college. Steven didn’t mind working hard. In fact, he said that as early as the age of 5, he had a mindset that he didn’t mind what he had to do, he wanted to work and make as much money as he could. He always asked himself, “how many hours can I work.” According to Steven, mindset is more important than anything else. He said your mindset will motivate you to get to where you want to get to.

You Have to Do What Others are Not Willing to Do 

During college, Steven worked 4 or 5 jobs. He had a full college schedule, worked a day job at the gym and worked an overnight shift. As Steven mentioned, it was never necessarily the love of the job that motivated him, it’s where he wanted to be. Steven’s the kind of guy who wants everything he does to lead to a successful outcome.

After college, Steven applied for a variety of low-paying hourly wage jobs and was turned down by all of them. Then he was approached by a company for door-to-door sales. He said it was a straight commission job, certainly not a dream job. But, what Steven saw was the opportunity that was presented. Steven shared, “Five years in I made my first million.”

Steven saw opportunity where others might have seen nothing but hard, unrewarding work in the short term. With the experience Steven gained, he saw there were other, bigger and better ways to do things. Out if this door-to-door sales opportunity, Affordacare was born.

What Makes Affordacare Different 

Steven learned a lot in door-to-door sales. He learned how people wanted to be treated, and he learned how he, as an employee wanted to be treated. He learned that people wanted things that his company at the time could not provide. He felt there were innovations that could be made that would benefit individuals and companies in a better way. Affordacare was born to deliver comprehensive health insurance with extraordinary coverage at unbeatable prices. Steven explained that they accomplish this through a different process. Affordacare is proactive versus being reactive. They provide group health plans for employees, where the employer will be able to at least 40% on their group major medical expenses. The process of how the insurance is issued that makes the difference. We have discovered better ways to underwrite health insurance for companies.

Going Above and Beyond What’s Expected is Never Forgotten 

Many people are still under the impression that success is an overnight thing. Steven and I both know that is not true. Success takes time. Steven talked about how when you plant bamboo, it takes five years before you see it come up out of the ground. What’s going on under the ground for those five years is that it’s spreading its root system so that it will have a strong foundation. The same is true in business. Steven’s business, like Swypit, is 99 – 100% strictly founded on relationships. When you’re building relationships, you must be patient. It takes time. And, while you’re building those relationships, you go above and beyond what’s expected. Your customers never forget that…it lasts forever.

Oh, he also happens to be my business agent! I was curious to find out how he navigates such an awesome and busy lifestyle. Nick is the recipient of more Emmy Awards than you can shake a stick at, and he’s getting ready to have his own star on the Hollywood Walk of Fame.

A Day in The Life

I asked Nick to share with me what a regular day in his life looks like. Nick explained to me that there are two kinds of days: days when he’s home and days when he’s on the road. He and his wife agreed to a schedule that gives Nick time to travel 7 nights a month, so that he can be home with his family. When he’s home, Nick says it’s not that exciting. In other words, it’s normal. It’s the kind of life most people lead. He sees the kids off to school. His oldest is driving now, which makes things a little easier… and scarier. He then works out with his wife or goes for a run with a friend.

Nick schedules his days home to take his first meeting at 10:30am. He also schedules a lunch date with someone each day. These can be both business-related lunches or personal! He schedules appointments in the afternoon and finishes up by 5 pm, so he can go to his kids’ sporting events and activities. Nick’s kids are ages 17, 14 and 11, so, as anyone with teenagers knows, it’s hard to get everyone around the dinner table at the same time. “When I’m not working,” Nick said, “I like fishing and hunting, playing the guitar and songwriting.” With everything he does, it’s difficult for me to imagine there’s a time when Nick isn’t working or spending time with his family.

The Meaning of “Effective Disruption”

In one of Nick’s many books, he wrote about the keys to “effective disruption.”  I find the term interesting and asked Nick what it means to him. “The term can be mistaken as negative,” Nick explained and went on to say, “Let’s talk about innovation, which I see as the same thing.” According to Nick, innovation or disruption is what happens during uncertain times. Like the times we are living in now, Nick explained, with supply chain shortages, Covid-19, the market, and crypto-currency taking a dive. He said that when things are this uncertain, there are opportunities to find new and unique ways to help people. He always asks himself, “What is it going to take for us to be successful during this time?” He then looks around to see who needs help and to find ways to serve others. He looks to see if he has the solution for someone who may be experiencing some new challenge. The basic thing that I find so fascinating about Nick is that he is always looking for ways to serve others.

He shared with me that sometimes he simply does things to be helpful, particularly in natural disasters. Other times he said, “I find if you stay on this track and learn how you can serve others there may also be a business that can be had out of that as well, perhaps a product or service that can exist within your existing business.”

The Power of Story Telling

The notion of serving others led me to ask about Nick’s marketing agency, which is how I began working with him and his team. Our Inner Circle

While our inner team at Swypit is quite large, there are a few key players I want to acknowledge. Without them and their efforts, we wouldn’t be able to service our clients at the high-level that we strive for.

Batting leadoff within our Swypit Inner Circle is my wife, Sarah. She makes sure I don’t spend too much money and plays a vitally important part of everything we do here at Swypit. She makes sure the company runs on the financial side, so that we can address our clients’ every need.

Next there’s Brenda. Brenda makes sure the pricing is correct after the fact and ensures our merchants’ gateway is working properly day in and day out. She also takes care of our clients to reset passwords and oversees the team that’s regularly monitoring our merchant’s accounts. Brenda has been with us for over 10 years, so it’s no joke when I say she is one of our best! It’s safe to say, she has the ins and outs of credit card processing down!

Another integral player within in our inner circle is Mike Goldsmith. He’s out there developing new relationships and further enhancing our very own network of clients. He has to put up with my baloney…which is kind of hard to do because my brain is going in so many directions at the same time.

You’re Looking For A New Credit Card Processor

Without a doubt, it can be a hassle to switch from one credit card processing company to another. And there’s lots of switching around that happens in this business. Owners want to be more profitable. Business owners want to pay fewer credit card processing fees. In other words, you want to be more profitable when you switch. But, because it is such a hassle to make this kind of switch, it’s important to select a credit card processing company that is going to really serve you and your business needs most appropriately.

The Most Sought-After Bait

Without a doubt the question we are asked most frequently at Swypit is, ta-dah! “What’s your rate?”

No surprise there, right? I’d ask that too. But with a credit card processing company the answer is not nearly as neat and simple as the question.
